Live Chat vs Email Support on Shopify: Which to Offer

Live chat vs email support on Shopify comes down to what the customer is asking. Chat suits questions asked before a purchase, where a quick answer decides the sale; email suits anything that needs an order number, a photo or a few days of back and forth. A small store can offer both without paying for software, because the Shopify Inbox listing showed the app as free when we read it on October 23, 2026, and every store already has a sender email.
Everything Shopify-specific below comes from the Help Center pages on Shopify Inbox and its sub-pages on conversations, availability and instant answers, read on October 23, 2026.
Chat and email side by side
| Live chat (Shopify Inbox) | ||
|---|---|---|
| Best for | “Does this run small?”, “Is it in stock?”, delivery questions before checkout | Returns, damaged goods, missing parcels, anything with photos or order numbers |
| Reply expectation | Minutes, during the hours you show | A window you state, such as one business day |
| What answers without you | Instant answers (up to 100) or the opt-in Inbox agent | Nothing, unless a helpdesk adds rules |
| Order lookups | Track my order in the chat widget, with order number and email | The customer quotes the order number |
| Cost | Inbox is free; check the plans of any other chat app or helpdesk | Free with your own mailbox; a helpdesk has its own plans |
| Staffing | Someone has to watch it during the hours you show | Can be answered in one or two sittings a day |
You decide the reply time you promise. The figures on vendors’ comparison pages describe their own customers, so they tell you little about your store. Put the promise you can keep on the contact page and in the chat’s first reply, and then keep it.
What Shopify Inbox does for free
You install Inbox from the App Store, turn the chat on for the online store in the theme editor, and manage it from Sales channels > Inbox in the admin. Conversations are answered from the Shopify Inbox apps for desktop, iOS and Android. In a staff-handled chat you can send product links, discount codes, images and videos, and you see when the customer adds or removes a product from the cart, with the cart subtotal in the conversation header.
Before anyone types, the chat window shows your greeting and a list of questions. With the Inbox agent off, those are your instant answers: you write the question and the answer, and Shopify suggests some from your store policies. You can create as many as you want and show up to 100. Staff answer any follow-up.
The Inbox agent is opt-in. Once on, it answers questions about products, shipping, returns, sizing and store policies from your catalog, policies, Knowledge Base and published pages, and its Overview page reports assisted sessions, assisted orders, satisfaction rate and average response time. When a customer asks for a person and staff handoff is available, the conversation moves to your Unassigned folder with the AI’s context. When handoff isn’t available, the customer gets your store’s sender email address. The agent can’t send email on your behalf, so the customer has to write first.
Step-by-step setup, from the widget to the agent’s persona, is in our guide to Shopify live chat.
When email is the better channel
A broken item, a missing parcel, a return or a wrong size that has already shipped needs the order, often a photo, and sometimes a reply from the carrier before you can answer. In chat, the customer waits on a live window while you look things up; in email, you can take the time and the customer keeps a written record of what you agreed.
A chat can turn into an email on its own. When a customer leaves the store before you answer, Inbox sends your reply to their email address, if they gave one or were signed in. If your email volume grows past what one person can read in a sitting, a helpdesk starts to pay for itself; our guide to Shopify customer service apps compares the options.
Run both without two inboxes
Shopify Inbox handles chat only. The realistic setup for a small store is two places: chat in Inbox, email in your normal mailbox. At a few conversations a day that works. When you find yourself checking both all day, there are two routes:
- Move both channels into a helpdesk that takes chat and email in one queue. The Shopify helpdesk apps guide compares them by price unit.
- Keep Inbox, cut its hours to the part of the day you can staff, and let the rest of the day go to email.
The second route costs nothing and is where we would start. A helpdesk is worth its price once you have more than one person answering, because shared assignment is the part a mailbox does badly.
Set the promise you can keep
Inbox starts as always available, which promises a reply at 3 a.m. Change it in Sales channels > Inbox > Chat settings > Availability: set start and end times per day, or set one day and choose Apply these hours to all days, then Save.
In the same place, the Automated first reply section has two messages, During available hours and Outside of available hours, each up to 2,048 characters. Both go only to staff-handled conversations. Use the first to ask for what you need (order number, a photo) and say when a person will reply. Use the second to give the hours and the email address. If the Inbox agent is set to Only when your staff is unavailable, it takes the out-of-hours chats instead and the second message isn’t sent.
Check the sender email in Settings > Notifications while you are there. It is the address the Inbox agent hands to customers when no one is available. Your theme’s contact form uses it too: Shopify’s page on adding a contact page says the form “sends all submissions to your store’s sender email address”, so make it a mailbox someone reads. Messages that Shopify’s spam filter flags still arrive, with [SPAM] at the start of the subject, so a mail rule can sort them without losing real questions.
Customer messaging as a whole, from popups to email series, is covered in the email and popups hub.
FAQ
Is Shopify Inbox free? The Shopify Inbox listing showed the app as free on October 23, 2026, and chats answered by your staff cost nothing extra. Other chat apps and helpdesks have their own plans.
Can Shopify Inbox answer customers automatically? The Inbox agent does that once you turn it on. It answers from your catalog, policies, Knowledge Base and pages, and passes the chat to staff, or gives the customer your sender email, when someone asks for a person.
Should a small store offer live chat? Offer it for the hours someone can answer and set those hours in Inbox. Outside them, the out-of-hours first reply can point customers to your email address and say when you will answer.
Can chat and email share one inbox? Shopify Inbox is built for chat, and email stays in your mailbox. A helpdesk app is the tool that puts both in one queue.
